What is a CRM, and does your business need one?

No jargon, no funnel diagram, and no pretence that the answer is always yes. What the software does, when it starts paying for itself, and what it will not fix.

In short

A CRM — customer relationship management system — is software that keeps a shared record of who a business sells to and what is currently being sold. It holds accounts, contacts, open opportunities and the history of every conversation, so that knowledge belongs to the business rather than to whichever employee happens to remember it.

The basics

What does a CRM actually store?

Four kinds of thing. Accounts, meaning the companies you sell to; contacts, the people inside them; deals or opportunities, the things you are currently trying to sell; and activities — the calls, emails, meetings and notes that make up the history. Everything else a CRM does is built on those four.

What is a sales pipeline?

The list of open deals, grouped by how far along they are. A typical pipeline runs from a new lead through qualification, a proposal and negotiation to won or lost. Its value is that it makes a forecast possible: if you know what is at each stage and how often each stage converts, next quarter stops being a guess.

What is the difference between a lead and a deal?

A lead is an enquiry you have not yet qualified — a name and a phone number from an exhibition. A deal is an opportunity you have decided is real, with a value and an expected close date. The conversion from one to the other is where a business decides what it is willing to spend effort on.

Does a CRM send emails?

Most do, in two senses. They send individual mail from a salesperson’s own address and file the reply against the record, and they send campaigns to lists. The first is the part that matters daily; the second is marketing software that has been included in the box.

Whether you need one

The honest version, including the case for not buying anything yet.

What problem does a CRM solve?

It stops the business forgetting. Enquiries that nobody followed up, a customer told two different prices by two people, a quotation that was never chased, and the institutional knowledge that walks out with a departing salesperson — those are the four costs a CRM removes, and they are all invisible until you measure them.

When is a spreadsheet still fine?

When one person holds the whole picture. A single salesperson with forty accounts and a good memory does not need software, and buying it will feel like paperwork. The moment a second person needs the same information at the same time, the spreadsheet starts losing edits and the calculation changes.

What will a CRM not fix?

It will not make people follow up. A CRM records that nobody called back; it does not call back. Businesses that buy one expecting the discipline to arrive with the licence are the ones that stop using it in six months. What it does is make the absence of discipline visible, which is a precondition for fixing it, not the fix.

Why do CRM projects fail?

Usually because it was chosen by whoever approved the budget and used by somebody else. The second most common reason is entering too much: a system with forty required fields per deal is a system salespeople work around. Start with what you would want to know if you were covering for someone on holiday.

What is different about a CRM in India

The part that generic explanations of CRM leave out.

Why does GST change what a CRM has to do?

Because the quotation is a tax document. Whether a sale carries CGST and SGST or IGST depends on the place of supply relative to the supplier’s state, and the answer is per line rather than per document. A CRM that treats tax as a percentage in a footer will be wrong the first time you sell across a state line.

Why do branches matter so much?

GST registration is per state. A business with offices in two states holds two GSTINs, and the correct one to invoice under depends on which office is making the supply. In software terms a branch has to be a real object with its own registration, not a label on a record.

What about currency and the financial year?

Amounts should read as ₹2,05,372 in the lakh-and-crore grouping, and the financial year begins in April. A system that shows 205,372 and reports January to December is a system somebody will have to mentally translate every day, which is a small tax on every use of it.

FAQ

Questions people ask

What is a CRM?

A CRM, or customer relationship management system, is software that keeps a shared record of the customers a business sells to and the opportunities it is working on. It holds companies, the people inside them, the deals in progress and the history of every conversation, so the knowledge belongs to the business rather than to individual employees.

What does CRM stand for?

Customer relationship management. The term describes both the practice of managing customer relationships deliberately and the software category that supports it; in ordinary use, "a CRM" means the software.

What is the difference between a CRM and an ERP?

A CRM handles everything up to the sale — enquiries, opportunities, quotations, follow-up and support. An ERP handles what happens after and around it: inventory, production, purchasing, accounting and payroll. Many businesses run both and connect them, with the CRM handing over an order the ERP then fulfils.

Is a spreadsheet enough instead of a CRM?

For one or two salespeople, often yes. A spreadsheet stops working when several people need to update it at once, when history matters more than current state, and when nobody notices that an enquiry was dropped — which are the three problems a CRM exists to solve.

When should a business get a CRM?

When the answer to "what did we tell that customer?" lives in somebody’s inbox or memory. In practice that is usually at the second or third salesperson, or at the point where an owner stops personally knowing every open enquiry.

What does CRM software cost in India?

CRM is normally priced per user per month, and the range is wide. The comparable figure is the one including the modules you will actually use — tax handling, multiple branches, email sync and API access are often priced separately, so two similar headline prices can differ substantially in practice.
